Forgetting what gets stored

Betsy Sparrow from Harvard conducted a groundbreaking experiment in 2011 that would define our digital age. She asked 46 students to type 40 trivia facts into a computer—such as "An ostrich's eye is bigger than its brain." The crucial difference: she told half the students that the facts would be automatically saved, and the other half that everything would be immediately deleted. In the subsequent test, the "deletion group" correctly recalled 28% more facts. Remarkably, both groups had typed the same facts. The mere knowledge that information was stored caused the brain to "switch off"—as if thinking, "I don't need to remember this; it's saved."

Remember where, not what

In the second experiment by Sparrow and colleagues, 60 Columbia students saved identical trivia facts in different computer folders labeled 'Facts', 'Data', 'Info', or 'Articles'. One week later, they were tested: Could they remember the facts themselves or where they had stored them? 68% correctly recalled the folder name, but only 29% remembered the actual content. The result was striking: The brain had optimized itself like a librarian—remembering where the book is shelved, not what's inside it. Remarkably, all participants had spent the same amount of time engaging with the content.

Google as a Memory Partner

Sparrow tested 34 students with difficult trivia questions such as "In which country was the necktie invented?" Group A was allowed to use Google, while Group B had to manage without it. The actual test came afterward: Both groups were given new, simpler questions—such as "What is the capital of France?" The Google group turned to Google twice as quickly, even for trivial questions they actually knew the answers to. The result shows that once Google is used, it becomes the automatic first resort—like an external memory partner we reflexively trust.

Principle

Which principle for Customer Experience Design can be derived from this? Customers increasingly rely on external memory, remembering less about the information itself and more about where they can reliably find it. Companies should therefore focus not primarily on ensuring customers retain their messages in memory, but rather on positioning themselves as the first and most trustworthy source for relevant information. This approach works particularly well for complex or frequently changing information, while simple, emotionally charged messages still benefit from direct memorability. The key is balancing accessibility and value—the brand must be both easily findable and rich in content. The following guidelines show how to implement this principle in practice.

Provide searchable knowledge base

Customers don't want to learn everything—they want the ability to look things up whenever needed. Build an excellent, searchable knowledge base with robust search functionality, browsing history, and favorites. When customers know they can quickly find what they need at any time, they develop a positive dependency on your resource. The following examples illustrate this guideline:

  • Notion: The documentation is so comprehensive and searchable that users never need to 'learn' how features work—they simply look things up when needed. Notion effectively becomes the external memory for its own usage.
  • Stack Overflow: Developers don't memorize syntax – they google it and end up on Stack Overflow. The platform is the collective external memory of the programming world.

Remember for customers

Take on memory work for customers: 'Your last order was X. Reorder?' 'Your subscription expires in 3 days.' You become a transactive memory partner. The following examples illustrate this guideline:

  • Amazon: 'Your Orders' displays the complete history. 'Buy Again' makes reordering trivial. Amazon remembers, so customers don't have to.
  • Spotify: 'Made For You' playlists are based on listening history. Spotify remembers taste better than the user themselves – and becomes indispensable as a result.
