However, perceived waiting time rarely aligns with actual duration. The key questions are: Which factors influence the subjective perception of waiting time? Can this perception be shaped without reducing the objective time? And what evidence exists to support such interventions?
Studies
The Waiting Room Experiment
Pruyn and Smidts conducted a groundbreaking study in Dutch hospitals in 1998 that revolutionized our understanding of waiting time. They surveyed over 400 patients immediately after their doctor's appointments about actual and perceived waiting times. The astonishing result: patients who waited 25 minutes but had expected only 15 were more dissatisfied than those who waited 40 minutes but had expected 45. Remarkably, the shorter waiting time led to greater frustration. The gap between expectation and reality determined satisfaction more powerfully than the absolute waiting time itself.
Uncertainty prolongs perceived waiting time
In 1996, Hui and Tse had students from the University of Hong Kong wait for a simulated service in a laboratory. One group saw a digital countdown displaying the remaining wait time, while the other waited without any information. The only difference: knowledge of the remaining time. Both groups waited exactly 8 minutes, but the uninformed group estimated the wait to be 36% longer and rated the experience significantly more negatively. Mere uncertainty made the same objective wait time feel subjectively almost one and a half times longer.
Houston Airport: Walking Instead of Waiting
In the late 1990s, Houston Airport received numerous complaints about excessive waiting times at baggage claim. When management investigated, they found the average wait was only 8 minutes. Rather than accelerating baggage delivery, they implemented a clever solution: relocating arrival gates to the far end of the terminal. Passengers now walked for 6 minutes to reach baggage claim and waited just 2 minutes. Complaints dropped by over 90%, despite total time remaining unchanged. People perceive active movement as less frustrating than passive waiting.
The Houston Airport Experiment
Houston Airport faced a serious complaint problem in the late 1990s: passengers were complaining about excessively long wait times at baggage claim. Airport management analyzed the data and discovered something surprising—the average wait time was only 8 minutes, faster than most competitors. The real issue was different: passengers reached the baggage carousel after just a 1-minute walk, then stood idle for 7 minutes. The solution was remarkably simple: the airport relocated baggage claim to the most distant carousel. Passengers now walked for 6 minutes and waited only 2 minutes. Total time remained unchanged—but complaints dropped by 88%. The insight: occupied time feels shorter than idle waiting time.
The Attention Experiment
Dan Zakay and Richard Block conducted a series of experiments on time perception in 1997. They asked 120 subjects to look at a screen for 60 seconds. One group saw only a blank screen and had to estimate the elapsed time. The second group saw the same screen but had to simultaneously count flashing dots—a simple yet attention-demanding task. The results were dramatic: The group with no task estimated the 60 seconds at an average of 83 seconds—almost 40% longer than the actual time. The occupied group estimated only 47 seconds—22% shorter. The same minute felt 1.8 times different in length depending on how attention was allocated. The remarkable finding: The task itself was trivial, yet its effect on time perception was massive.
The Supermarket Queue Study
In 1984, Jacob Hornik investigated how transparency influences waiting times in Israeli supermarkets. He observed 310 customers at checkout counters, measuring both objective waiting time and subjective perception. One group could see the queue and monitor how many customers were ahead of them. The other group stood in a confusing queue without visibility. The objective waiting time was identical—an average of 4.2 minutes. Yet the perceived time differed dramatically: Customers without visibility estimated their waiting time at an average of 6.7 minutes (a 60% overestimation). Customers with clear visibility estimated only 4.5 minutes—close to reality. Transparency alone reduced perceived waiting time by one-third, without investing a cent in faster checkout counters.

Which principle for Customer Experience Design can be derived from this? Perceived waiting time influences satisfaction more strongly than objective waiting time—a fundamental principle for any customer experience involving waits. Companies should therefore invest primarily in designing the waiting experience rather than focusing exclusively on reducing actual wait times. This principle proves particularly effective in situations where waits are unavoidable and customers arrive with certain expectations—such as in service centers, online orders, or queues. However, distraction strategies work optimally only when they align with the target audience and context and are not perceived as disruptive. The following guidelines demonstrate how to implement this principle in practice.
Guidelines
Proactively communicate wait times
Uncertainty intensifies frustration—proactively communicate wait times using progress bars, estimated completion times, and regular updates. Providing information gives users a sense of control and makes time feel like it passes more quickly. The following examples illustrate this guideline:
- Domino's Pizza Tracker: Real-time tracking: 'Your pizza is being prepared', 'Your pizza is in the oven', 'Your pizza is on its way'. The waiting time feels productive because something visibly is happening.
- Disney FastPass: Displayed wait time is systematically overestimated. '45 minutes' shown, but served after 35 minutes. Positive surprise instead of frustration about the wait time.
Fill waiting time with value
Empty waiting time feels endless, while filled time flies by. Begin the service immediately: distribute menus, have forms completed, or provide entertainment so that waiting time becomes a valuable part of the experience. The following examples illustrate this guideline:
- Apple Store Genius Bar: While waiting: try out products, attend workshops. The waiting time becomes a shopping experience – not wasted time.
- Disney Queues: Queues as an experience: Interactive displays, backstory, themed environment. The queue for 'Smugglers Run' is an attraction in itself.
Fill waiting time with value
Provide meaningful engagement during wait times. Examples include product configurators during loading screens, informative videos in waiting rooms, training opportunities during software updates, and service tips during phone queues. The engagement must fit the context and offer genuine value—mere distraction is perceived as manipulation. Rule of thumb: Every minute of engaged wait time feels half as long as idle wait time.
Make wait times visible
**CX Guideline: Make Wait Times Visible** Communicate wait times explicitly and honestly. Display progress bars, queue positions, and estimated remaining times. Uncertainty ("How much longer?") extends perceived wait time. An honest "12-minute wait" feels shorter than a vague "...one moment please." Update time estimates regularly—static displays lose credibility. For unpredictable wait times, explain why ("Your request requires consultation with...") rather than offering vague reassurances.
Increase perceived control
Provide customers with control over the waiting experience, even if that control is largely symbolic. Examples include: callback options instead of hold queues, pausable downloads, selectable delivery time windows, and appointment booking systems instead of open "drop-by anytime" policies. Even minimal control—such as asking "Would you like music or silence while waiting?"—reduces stress and shortens perceived wait time. The Houston Airport Effect demonstrates this principle: active time (even simply walking) feels shorter and more tolerable than passive time.
Designing the beginning and end of the waiting time
According to the Peak-End Rule, the beginning and end of a wait time shape the overall evaluation. Start the wait positively with immediate confirmation ("We've received your request"), initial information, and early feedback. End it strongly with a personal greeting after the queue, thanks for their patience, and a small bonus. The middle minutes are barely remembered—invest in strong first and last impressions rather than uniformly optimizing the entire wait time.
